Under hennes presentation <em>\u201dAtt skapa en ny kundservice\u201d<\/em> kommer hon bla att ber\u00e4tta om hur tv\u00e5 servicegrupper skapades till en kundservice och hur man samtidigt f\u00e5r med sig medarbetarna p\u00e5 en n\u00f6dv\u00e4ndig f\u00f6r\u00e4ndringsresa. Inf\u00f6r konferensen fick vi m\u00f6jligheten att ta ett snack med Emma och hon delar med sig av sin syn p\u00e5 digitalisering, hennes syn p\u00e5 ledarskap och vad man b\u00f6r fokusera p\u00e5 om man ska p\u00e5b\u00f6rja en resa mot morgondagens kundservice.<\/strong><\/h2>\n<p><strong>F\u00f6r ett par \u00e5r sedan gjordes er organisation om &#8211; vad vill du uppn\u00e5 med den nya organisationen? <\/strong><\/p>\n<p>N\u00e4r jag gick in i det h\u00e4r uppdraget trodde jag att svaret var enkelt. Jag ska hitta givna synergier och effektvitetstjuvar mellan dessa avdelningar som jag snabbt kan utmana och utrota. Nu, ett par m\u00e5nader in, inser jag att resan var mer komplicerad \u00e4n s\u00e5. Sj\u00e4lvklart hittade jag n\u00e5gra l\u00f6st-h\u00e4ngande frukter men det var inst\u00e4llningarna till f\u00f6r\u00e4ndring som var det sv\u00e5ra. Gamla vanor sitter djupt rotade b\u00e5de i m\u00e4nniskor och organisationer och ist\u00e4llet f\u00f6r att b\u00f6rja praktiskt och systembaserat s\u00e5 blev kulturf\u00f6rflyttningen med de olika medarbetarna viktigare startpunkt.<\/p>\n<p><strong>Hur tror du digitaliseringen har, och framf\u00f6rallt kommer att p\u00e5verka framtidens kundservice &amp; kundhantering?<\/strong><\/p>\n<p>Digitaliseringen och dess p\u00e5verkan p\u00e5 kundm\u00f6tet blev utmanad p\u00e5 riktigt under v\u00e5ren 2020 n\u00e4r pandemin satte ig\u00e5ng p\u00e5 allvar. Framf\u00f6rallt var det medarbetarna som st\u00e4llde krav p\u00e5 att digitala verktyg skulle fungera \u00e4ven p\u00e5 distans, f\u00f6r att kundupplevelsen inte skulle bli negativt p\u00e5verkad, vid kontakt med kundservice.<\/p>\n<p>S\u00e5 jag tror att digitaliseringen kommer utg\u00f6ra en viktig roll f\u00f6r medarbetarn\u00f6jdheten fram\u00e5t och bli en viktig spelare i var en duktig, eftertraktad medarbetare v\u00e4ljer att jobba fram\u00f6ver.<\/p>\n<p>Sen kommer digitaliseringen sj\u00e4lvklart bli avg\u00f6rande f\u00f6r hur effektiv en kundservice kan bli n\u00e4r det g\u00e4ller att hitta b\u00e4sta arbetss\u00e4tten i repetitiva och \u00e5terkommande arbetsuppgifter eller n\u00e4r det g\u00e4ller att snabbt kunna slussa en inkommande kundkontakt till r\u00e4tt medarbetare s\u00e5 enkelt som m\u00f6jligt.<\/p>\n<p><strong>Vilken roll kommer d\u00e5 medarbetarna och cheferna ha i den omst\u00e4llning som p\u00e5g\u00e5r?<\/strong><\/p>\n<p>Medarbetare och chefer m\u00e5ste vara lyh\u00f6rda f\u00f6r kundernas behov. Det handlar inte l\u00e4ngre om att kunderna ska anpassa sig till hur en organisation \u00e4r uppbyggd, vilka \u00f6ppettider de valt att ha eller vilka kanalval organisationen har valt. Det handlar om att m\u00f6ta kundernas \u00f6nskem\u00e5l p\u00e5 service, i den kanal som kunden sj\u00e4lv v\u00e4ljer, den tidpunkt kunden efterfr\u00e5gar svaret. Det betyder att kundservice fram\u00f6ver m\u00e5ste vara anpassningsbara och snabbt kunna st\u00e4lla om till vilken typ av service just den kunden vill ha. De som lyckas med det har \u201dvunnit\u201d. H\u00e4r blir s\u00e5klart medarbetarnas input till organisationen helt avg\u00f6rande eftersom de \u00e4r de som har f\u00f6rsta kontakt medkunderna och vet vad dem vill ha.<\/p>\n<p><strong>Kortfattat vad kommer du tala om p\u00e5 konferensen?<\/strong><\/p>\n<p>Jag kommer att prata om EuroAccidents resa mot att skapa en kundservice-organisation, en avdelning som inte fanns vid ing\u00e5ngen av 2020 och innan Corona. Jag kommer ber\u00e4tta om vilka action points vi satte upp i b\u00f6rjan av 2020 och hur prioriteringen av dessa action points f\u00f6r\u00e4ndrades under resans g\u00e5ng. Jag kommer ocks\u00e5 prata om vikten av att ha hela organisationen med sig, p\u00e5 r\u00e4tt steg i mognadstrappan, f\u00f6r att en s\u00e5dan implementering av en ny avdelning ska kunna vara m\u00f6jlig.<\/p>\n<p>Jag vill ocks\u00e5 ge mina tankar kring ledarskap, min syn p\u00e5 n\u00e4rvarande ledarskap ser ut, och hur jag tog mig an uppgiften av att ha en kundservice som var utplacerat p\u00e5 fem olika orter, d\u00e4r bara en medarbetare fanns p\u00e5 vissa av dessa orter.<\/p>\n<p><strong>Vad b\u00f6r man fokusera p\u00e5 om man \u00e4r mitt uppe eller ska b\u00f6rja sin resa mot morgondagens kundservice?<\/strong><\/p>\n<p>Att f\u00e5 med sig medarbetare p\u00e5 en f\u00f6r\u00e4ndringsresa \u00e4r s\u00e5klart helt avg\u00f6rande f\u00f6r att lyckas. Och f\u00f6r att f\u00e5 med sig medarbetarna s\u00e5 tror jag att man inte f\u00e5r vara r\u00e4dd f\u00f6r att upprepa sitt budskap. F\u00f6r att s\u00e4kerst\u00e4lla att du har alla med dig p\u00e5 t\u00e5get, och att alla vet vart t\u00e5get ska \u00e5ka, s\u00e5 beh\u00f6ver man upprepa vart man \u00e4r p\u00e5 v\u00e4g och vilka stationer man \u00e5ker f\u00f6rbi p\u00e5 v\u00e4gen. Risken \u00e4r att om du tror att \u201ddet h\u00e4r har jag ju redan sagt\u201d s\u00e5 tappar du motivation och f\u00f6rst\u00e5else fr\u00e5n medarbetarna.<\/p>\n<p>\u00c4ven cheferna har ett ansvar i att se till s\u00e5 att medarbetarna f\u00e5r tillg\u00e5ng till r\u00e4tt information och till r\u00e4tt f\u00f6ruts\u00e4ttningar f\u00f6r att ta sig an f\u00f6r\u00e4ndringarna. Detta kan de i sin tur f\u00e5 till sig genom att k\u00e4nna att de \u00e4r i en v\u00e4lkommande milj\u00f6 d\u00e4r fr\u00e5gor och undringar tas emot med intresse och v\u00e4lvilja att m\u00f6ta dessa fr\u00e5gest\u00e4llningar.<\/p>\n<p><strong>Hur v\u00e4l f\u00f6rberedda \u00e4r dagens organisationer och dess medarbetare p\u00e5 en f\u00f6r\u00e4ndring?<\/strong><\/p>\n<p>Nu mer \u00e4n n\u00e5gonsin tror jag. Kundservice har aldrig st\u00e5tt i rampljuset lika tydligt som nu. Alla f\u00f6retag pratar om kundv\u00e5rd, kundresa och kundupplevelse. Nu g\u00e4ller det som f\u00f6retag att visa att det inte bara \u00e4r tomma ord som l\u00e5ter flott i presentationer eller media, utan n\u00e5got som man p\u00e5 riktigt tror p\u00e5 och som genomsyrar hela organisationen.<\/p>\n<p><strong>Vad hoppas du att deltagarna ska ta med sig efter att ha lyssnat p\u00e5 dig?<\/strong><\/p>\n<p>Jag hoppas att de som lyssnar p\u00e5 min dragning kommer att f\u00e5 insikter om hur man kan ta sig an en stor organisatorisk f\u00f6r\u00e4ndring s\u00e5 smidigt som m\u00f6jligt och l\u00e4ra sig av mina misstag ist\u00e4llet f\u00f6r att beg\u00e5 dem sj\u00e4lva.<\/p>\n<p><strong>\u00c4r du nyfiken p\u00e5 n\u00e5gon annan talare p\u00e5 konferensen?<\/strong><\/p>\n<p>Det finns massor av sp\u00e4nnande talare i \u00e5rets upps\u00e4ttning av Framtidens kundservice &amp; Contact Center tycker jag.
